VoIP call queues: design, metrics, and troubleshooting

A call queue manages demand while agents become available. A useful design defines how calls enter, wait, overflow, leave messages, and report service performance.

Metrics worth defining

  • Offered calls and answered calls
  • Abandonment rate and wait time
  • Service level and longest wait
  • Agent occupancy and after-call work
  • Callback completion
  • Overflow and voicemail outcomes

Metrics need consistent definitions. For example, decide whether short abandons count and whether transfers remain part of the original queue result.
